    Abstract [en]

    The paper uses data from the Swedish Customer Satisfaction Index together with performance data from competing industries to study the difference in logic in terms of customer satisfaction and loyalty between services and products. We find that for product firms loyalty can have a negative effect on company performance, while for service firms the effect is positive. The implication is that service firms must earn their loyalty but product firms can lower their prices and thus retain their customers

    Telecommunication represents the characteristic of a fierce-competitive, dynamic and rapid-growing industry. Through merger mania in a turbulent market telecommunication companies try to improve their control over as many customers as possible (Sumner-Smith and Sumner 1999; Borna 2000; Cobbett and Matthews 2000). These companies are trying to achieve the ultimate attribute of relationship marketing, i.e. long-term relationships with their customers (Grönroos 1989; 2000; Berry 1995; Colgate and Stewart 1998), the application in this industry, however, with disloyal, frequently switching customers seems challenging. Even more difficult is the situation for the companies in the wireless part of the industry with no barriers what so ever to prevent customers from switching. One of the major challenges for the telecom companies is to identify the specific factors appealing to customers willingness to switch between different operators. A longitudinal approach to analysing customers switching processes puts forward and distinguishes the most decisive factors in terms of disloyal behavior. The emerging pattern from that mapping indicates the focus of customer perceptions. That focus is in this study defined as maturity agents. The maturity agents again form the maturing market of a specific market, here telecommunications. Maturing market is hence viewed from the customers perspective in line with the relationship logic. The indicators of the maturing market are per definition instable over time and need therefore to be supported and updated by repeated mapping of customers switching behavior.This paper is based on two empirical studies recently carried out in a large Swedish telecommunication company. The first study was a combined complaint and switching behaviour study (Edvardsson and Roos 2001). Findings of the first study are in this paper compared to findings of the second study consisting of process mapping of the customers switching behavior in the same company. Based on this comparison, factors and combinations of factors were found to work as maturity agents in the customers processes. The purpose of the study is to build a model with the capability to establish and generalise maturity agents and their influence on switching intention. Empirical results of the quantitative study are presented.In sum, a maturity-agent model is presented and quantitatively measured results presented. The maturity-agent model is grounded in the two empirical studies made in the telecommunication company, here labelled The Company, the maturity agents are defined as the factors, which embed the potential to communicate the change of customer perceptions, including both The Company and the context. The maturity agents are likely to change over time accordingly. The identification of these maturity agents may facilitate and support the sharpness of marketing activities carried out in order to build and maintain long-term customer relationships.     The airline industry will be going through dramatic changes in the years to come. This is due foremost to altered customer demands and expectations but also to deregulation of the airline business. Many airline companies have lost track of the true needs of their passengers and are trapped in outdated views of what airline services is all about. The paper illustrates how Scandinavian Airlines System (SAS) has tried to set a new standard for customer focused services. Part of this effort was a thorough investigation into the concerns of the customers throughout the entire travel experience. Based on the results, SAS has tried to build an understanding for their passengers and today they develop services founded on what SAS believes are the customers' true needs and expectations

    A new trend seems to be emerging for multinational manufacturing companies to make a strategic reorientation into becoming service providers. For some companies, such as Kone and IBM, the revenues from services are 50% or more of their total sales. Despite the increasing interest in exploring various aspects of the service part of the business in manufacturing companies, existing research has not focused on the interdependencies between different service strategies and organizational designs. This article studies different service strategies in manufacturing companies and highlights the organizational design necessary for implementing each service strategy. The service strategies explored are aftersales service providers, customer support service providers, outsourcing partners, and development partners. Each service strategy is supported by organizational design factors related to the service orientation of corporate culture, the service orientation of human resource management, and the service orientation of organizational structures. This research concludes that a specific strategy-structure configuration is needed in order to succeed with a chosen service strategy

    This paper examines the relationship among the complexity of customer needs, customer centricity, innovativeness, service differentiation, and business performance within the context of companies that have made a service transition from pure goods providers to service providers. A survey of 332 manufacturing companies provides the basis for the empirical investigation. One key finding is that a strong emphasis on service differentiation can lead to a manufacturing firm's strategies for customer centricity being less sensitive to increasingly complex customer needs, which can increase a firm's payoff for customer centricity. In contrast, the payoff from innovativeness appears to be higher if the firm focuses its resources on either product or service innovation; that is, a dual focus does not work well. This paper discusses the implications of these findings for researchers and managers.

    Pay-per-use services are an interesting phenomenon, both empirically and theoretically. Despite the alleged benefits, companies still struggle to succeed with pay-per-use services. Theoretically, it is common sense that existing service capabilities cannot easily be converted into organizational capabilities for pay-per-use services. Based on multiple case studies, the present article narrows down the existing empirical and theoretical gaps through an inductive research approach. Our findings make the following contributions to the field of services in product-oriented companies and to the servitization literature. We describe the organizational capabilities necessary for pay-per-use services (e.g., financing such services, aligning costs with equipment usage, and collaborating with customers). We reveal that companies should convert these capabilities into three core competencies (strategizing pay-per-use services, utilizing technologies for pay-per-use services, and de-risking pay-per-use services), in order to achieve competitive advantages.

    Purpose: Industrial services have traditionally been provided for free to support product sales. Nowadays, many manufacturers have built a profitable service business while others are struggling to improve their service profitability. Overall, most research focus on service infusion in the value proposition or servitization of the organization. Far less attention has been given to how firms start to charge for free services. The purpose of this research is to increase understanding of how manufacturers change the revenue model for individual services from free to fee. Design/Methodology/Approach: The research was performed as a two-stage research project involving a multiple case study followed by an action research project. First, a multiple case study was performed in eight firms. Data was collected through interviews and workshops with the participating firms. Second, an action research study was performed with a manufacturer working with changing the revenue model for individual services from free to fee. Findings: The current study identified a process with three stages for shifting from service for free to service for fee. The first step is turning the service from a cost center to a profit center. The second step is to create service scenarios for a service business. The third step is to implement specific strategies to break free from free service. The present research identified three specific service scenarios and four strategies to break free from free service. Originality/Value: The change of business model has been an essential step in most models for service infusion and for the transition from service for free to service for fee. The present study expands on the process on a detailed level followed by manufacturers to turn individual services from free to service for fee.

    Abstract [en]

    Purpose - The purpose of this paper is to encourage the reader to think differently about service-related issues and to strive to conduct service research that makes a transformational impact on individuals, organizations and society. The authors suggest that service researchers are in an excellent position to develop research that matters by making stronger connections with theory and elevating purely applied research to research that is higher in both practical relevance and methodological rigor. Design/methodology/approach - This paper takes a conceptual approach, connecting pertinent literature with new ideas highlighted in this special issue. Findings - This paper proposes that service researchers look beyond traditional service applications, take a multi-disciplinary approach to problem-solving and make greater strides towards connecting theory and practice. The authors propose a Model of Rigorous and Relevant Research, and call for fresh thinking across a wide range of research areas, including enhancing the customer experience, crafting innovation, integrating technology and measuring service outcomes. Originality/value - The originality of this essay lies in its focus on revitalizing the discussion on relevance and rigor as a path forward for service research. Additionally, this paper offers new insights on core management aspects of service provision that provide a solid platform for future work in service research.

    Abstract [en]

    This article introduces some service research challenges and opportunities then comments on the articles in this special issue on emergent topics in service research. It is an exciting time for service research as the area is rapidly developing and growing on a global basis. Service research is also especially apt for interdisciplinary as service is not developed by any one function in a company; it is a purpose in some way for everyone across the organization regardless of where they are working. It is strange, then, that we have not advanced further on interdisciplinary research, particularly since it has been in focus for a long time in the field. In this opinion piece we take the opportunity to suggest ways forward that include goals of mastering paradoxical thinking and making a difference.

    The Nordic School of Quality Management integrates traditional

    manufacturing-oriented quality perspectives with the growing literature and

    research on the logic of service production. This book is our attempt to

    present the current academic quality research on the subject in Sweden,

    Denmark, Finland and Norway.

    The basic idea behind this book is that both service and traditional quality

    concepts, theories, models and empirical results are needed today to

    understand and be successful in total quality management. The leaders of

    service and product quality in the Nordic countries have been invited to

    contribute with a chapter reflecting their current research interests and to

    offer an overview of cutting edge knowledge. The result is 15 chapters

    covering areas such as health care, services, production, measurement,

    ergonomics, customer satisfaction and new product development

    Abstract [en]

    This paper illustrates how Volvo tries to save time in QFD projects by adapting the methodology to the specific situations where QFD is used at Volvo. Specifically, the paper illustrates Volvo's aim to always find engineering characteristics that can be measured objectively and are correlated with specific customer needs. This way Volvo can save considerable time by omitting the relationship matrix. The underlying ideas presented in the paper are supported by an empirical example, the Volvo T4, which is a high performance car based on Volvo's S40 and V40 models

    Abstract [en]

    Since the introduction of QFD a lot has been written about the best way for its implementation and use. Numerous publications have developed normative models of how to succeed with QFD. When these models are implemented, some companies have great success while other fail miserably. How can two companies using the same method come to such completely different results? In a study of six multinational companies this question has been examined. The cases show the importance of understanding the dynamics in an organization before implementing QFD. With knowledge about the situational factors and an understanding of how they influence each other, an implementation of QFD is likely to be successful. Some important managerial implications from the study are the need to adjust the method to each specific company and even to each specific application. Furthermore, companies working close to customers before encountering QFD seem less likely to achieve a successful implementation of the method

    Purpose - The purpose of this paper is to discuss how service, as an interdisciplinary area of research, can increase its potential for transdisciplinary contributions from the perspective of what signifies intra-, multi-, inter-, and transdisciplinary research. Design/methodology/approach - The essay first discusses common perspectives on the service concept before presenting a review on what signifies intra-, multi-, inter-, and transdisciplinary research. The emerging theoretical framework is followed by a discussion on the challenges and opportunities for service research in making interdisciplinary and transdisciplinary theoretical contributions. Findings - The research provides a typological framework for understanding intra-, multi-, inter-, and transdisciplinary service research and, implications related to how service research contributions can become increasingly inter- and transdisciplinary. Originality/value - The paper contributes to widening the scope of service research by focussing on how the domain can overcome hurdles and increase its potential for making theoretical contributions that are applicable across and beyond established research disciplines.

    Abstract

    In a study of telecom services the authors examine the effects customer satisfaction, affective commitment, and calculative commitment on retention. The study further examines the potential for situational and reactional trigger conditions to moderate the satisfaction-retention relationship. The results support consistent effects of customer satisfaction, calculative commitment and prior churn on retention. Prior churn also moderates the satisfaction-retention relationship. The results have implications for both customer relationship managers and researchers using satisfaction surveys to predict behavior.

    Managing Customer Satisfaction, Brand Image, and Strength of Relationship across Switching Paths

    The importance that customers place on attributes as drivers of customer satisfaction and loyalty is a critical input to a firms resource allocation strategy and quality improvement efforts. The priority setting process requires two key inputs. One is the relative importance of the various attributes and benefits toward improving customer satisfaction. The other is performance data on the attributes and benefits. These inputs can then be used in an importance-performance analysis, also known as a strategic satisfaction matrix, which determines where a firm should concentrate its resources to improve performance (Martilla and James 1977). The essential aspects to improve are those where importance is high and performance is low. This effectively focuses resources where they have the greatest impact on satisfaction and subsequent loyalty. Those aspects where performance and impact are both high illuminate a firms competitive advantage. Clearly, when both importance and performance are low, customers are telling us not to waste resources improving these areas. The low importance/high performance category may be areas where resources have been wasted in the past because the improvements were not important to customers. Alternatively, these may be drivers of satisfaction that customers consider basic and necessary. This importance-performance logic usually assumes that we measure and model benefits that a company provides to customers. These benefits are then the primary antecedents of customer satisfaction as a type of overall evaluation of the consumption experience. This satisfaction, in turn, influences customers behavioral intentions in the form of a predisposition to repurchase the product or service again (loyalty). The model can be quite elaborate when it comes to benefits and their attributes, but it is the assumed that only customer satisfaction effects loyalty.

    We are now at a time were companies talk about building relationships with their customers and seek a better understanding of how brand equity affects business results. Consequently, there are some new approaches to improving ones Return on Customers (Rust, Zeithaml and Lemon 2000) and customer loyalty modeling (Johnson et al. 2001) that have moved beyond just customer satisfaction to include the effects of brand image or reputation, affective relationship commitment, and calculative relationship commitment on loyalty. In this expanded loyalty model the implications of the importance-performance logic are not so clear. For example, if brand or strength of relationship has a high impact and a low performance, does it make more sense to improve them directly or indirectly via customer satisfaction? The point is that there are more strategic considerations and implications that emerge from a loyalty matrix vis-à-vis a simple satisfaction matrix.

    Furthermore, recent research on switching paths (Roos 1999) shows how a variety of triggering events put customers on a switching path (such as influential triggers, reactional triggers, and situational triggers). These triggers serve as a natural segmentation scheme for companies managing a comprehensive loyalty matrix. What we propose to do in this paper is to merge the two previously mentioned research fields to examine new types of loyalty models for telecom service customers with very different potential switching paths and explore the strategic implications of this more comprehensive analysis. We find that different triggers systematically influence the effect that satisfaction, brand image, and relationship commitment have on loyalty and, as a result, the management different switching paths.
